The challenge

We are not short of ideas. The vCIO comes out of a client meeting with a good
one most weeks, and leadership has no shortage of direction. What we are short
of is the person in the middle - the one who takes that idea, works out whether it
will actually survive contact with a live service desk, and then makes it happen.
You can see the gap in the symptoms. A go-live lands and the service desk hears
about it on the morning. A plan gets agreed that was never achievable with the
people available that week. A project reaches ninety percent and stops, because
the last ten percent is tedious and nobody is chasing it any more.
None of that is a competence problem. It is a missing job. We are fixing it by
organizing into bands - small, named teams of four looking after a defined group
of healthcare facility clients - and putting one person in charge of each.

The role

You run a band: two service-desk technicians, a cloud automation engineer, and
a technical account manager. One set of clients, one relationship, one plan
covering both halves of what we do for them.
The work starts when a brief lands on you. Someone else has had the idea; your
first job is to read it properly and say what is wrong with it. What has been
assumed. What nobody has costed. Which week this genuinely cannot
happen in. That judgment, made early and said out loud, is worth more to us
than anything else in the role - and it is the part that cannot be delegated to
a process.
Then you land it. You break it into something the band can actually work from,
you protect the reactive capacity before you commit the rest, and you stay on it
until it is finished - including the unglamorous end, when the client has stopped
asking and the interesting part is over.
You are also the escalation gate. Nothing leaves the band for a senior engineer
without you approving it, and when you decline you send it back with what to try
next rather than just a no.
One more thing worth being upfront about. We are an IT support company for
healthcare facilities becoming a company that also builds automation and AI
into how those facilities run. Our clients are all mid-crossing, and the support
load has not dropped while it happens. Holding both agendas so neither one
quietly starves the other is the hardest judgment call in the job, and you will
make it every week.

What you will actually do

- Pressure-test the brief: Read what you are given, find what is missing, and go
back with the questions before a plan exists rather than after
- Run the band: Daily huddle, sprint planning from real availability rather than
optimism, and a one-to-one with each of your four people on a four-week
cycle
- Hold the escalation gate: Approve or decline every escalation before it
reaches Central Services, and decline with guidance so it teaches
- Protect the balance: Reserve reactive capacity first, then commit the
automation and project work to what is genuinely left
- Own the client rhythm: A weekly touchpoint with every client, a proper
monthly meeting, quarterly NPS with the detractors worked personally
- Chase the bad score: Any poor CSAT gets a personal follow-up the same day -
silence after a bad score is how clients leave
- Land the guarantee: The 90-day guarantee tracked per new client from day
one, not remembered at day 89
- Tell the truth about capacity. Report the band's real position monthly,
including when it is full
- Assess your people: A quarterly capability review on each band member,
feeding the Head of Client Experience's decisions about who moves where

Who we are looking for

You have an instinct for what is about to go wrong, and you trust it. Someone
hands you a plan and within a minute you can feel the bit that has been glossed
over - and you say so, early, even when it is unwelcome. You would rather have
the awkward conversation in week one than the apology in week six.

And you finish. An open loop genuinely bothers you. Whether that shows up as
being the person who will not let something go until it is done, or the person the
team comes to when they are stuck and who quietly clears the road for them, we
want both kinds and we are not fussy about which one you are.

What we are not looking for is the person who wants to come up with it in the
first place.

YOU WILL NEED
• Managed service or IT delivery background - understands ticket flow
• Client-facing confidence with non- technical stakeholders
• Comfortable holding a gate and saying no
• Organized to the point of being boring about it
• Works Philippines hours aligned to US Eastern, to 18:30 ET at the latest
• Healthcare or regulated- industry exposure
• Halo PSA experience
• Has managed an offshore team before
• Understands automation delivery well enough to plan it
• Already holding Certified ScrumMaster (CSM) - we fund it either way

We pay for the training, the first exam sitting and the time to take it. A resit after a
failed attempt is self-funded. You do not need any of these on day one.

What this role is not

- It is not a strategy seat. The direction comes from the vCIO and from
leadership. If what you want is the blank page and the big idea, you will find
this frustrating within a month, and we would rather you knew that now.
- It is not a technical seat. You will not be fixing tickets. You coordinate the
people who do, and consult your TAM on anything where the technical
judgment is not yours to make. A well-organized non-technical person beats a
technician trying to be organized.
- It is not an open-ended role. There are SOPS, a cadence, a scorecard and a
defined set of clients. You will improve all of it, but you are inheriting a system
rather than designing one from nothing.
- You will not start with everything. Managed service clients first. Dev-engaged
clients transfer once you are settled, because expecting anyone to run a
development team to our standards from week one is not realistic.

- Both halves of the business: You will plan managed service delivery and automation builds in the same sprint. Few PM roles let you do both.
- A route to leading the function: Head of Client Experience is the seat above this one, and Central Services Manager sits alongside it. Both are written down.
